Customer support process: from ticket triage to CSAT follow-up
Support as a sequence of four templates: ticket triage, tier 2 escalation, service recovery and CSAT follow-up, with the chat handoff, SLA breach, VIP escalation, complaint and refund charts that branch from it.
Customer support is the set of processes that take a customer's request from arrival to a confirmed outcome: triage into an owned assignment, escalation when first line cannot resolve it, recovery of the relationship after a service failure, and follow-up on the score the customer gives afterwards. This family sequences those four and collects the charts that branch off them: live chat handoff, SLA breaches, VIP accounts, complaints and refunds.
Every request enters through ticket triage: the intake completed, the case screened for an incident or a security risk, a priority set on impact, self-service checked, and the case routed to a queue whose owner accepts it or closed with a confirmed answer. The escalation process begins with the first-line attempt itself and, at 'Resolved at tier 1?', either sends the case to customer confirmation or into a documented tier 2 handover, a severity and SLA reassessment, an engineering escalation where a defect is confirmed, and confirmed closure with the customer.
The service recovery process begins only once a service is technically restored: a stability gate under real traffic, evidence of who was affected and how badly, contractual SLA credits decided separately from discretionary remedies, and the customer's acceptance of the remedy. CSAT follow-up closes the loop, linking each score to its case, recovering a poor experience where contact is permitted and assigning an improvement when a theme recurs. Between them they cover the part of support most teams leave to goodwill: what is owed after the fix.
The recurring failures are handoffs that lose context and timers nobody owns. Live chat handoff moves a frontline conversation to a specialist or an asynchronous case with its transcript and an acknowledged owner. SLA breach escalation turns a warning threshold into owned recovery work before the deadline and codes any miss for review, without confusing a notification with a fix. VIP account escalation tests severity and relationship exposure separately, so a protected account gets named owners without every ticket becoming an executive incident. A complaint runs its own intake, investigation and CAPA; a refund is decided against policy and limits.
No standalone chart works a ticket at first line, and none is needed: triage ends when a resolver accepts the case, and the escalation process opens with 'Log case and capture impact' and 'Attempt first-line resolution', so a ticket fixed at tier 1 is drawn in its first two lanes. The escalation decision tree puts the same routing on one page as eight tests. The IT help desk process, one queue for incidents and service requests with a knowledge-base check before the fix, is the internal counterpart; the incident and change processes behind it sit under IT service management, and complaints in regulated settings under complaint handling.
